Abstract
Penelitian ini bertujuan untuk menganalisis pengaruh risiko finansial dan kualitas layanan terhadap kepuasan dan loyalitas pelanggan dalam penggunaan layanan e-wallet di Indonesia. Dalam era digital yang berkembang pesat, e-wallet menjadi salah satu bentuk fintech yang paling banyak digunakan, namun masih menghadapi tantangan dalam hal persepsi risiko dan kualitas layanan yang dirasakan pengguna. Penelitian ini menggunakan pendekatan kuantitatif dengan metode Structural Equation Modeling (SEM) berbasis SERVQUAL yang telah dimodifikasi. Data diperoleh dari survei terhadap pengguna e-wallet dari generasi milenial dan Gen Z, sebagai kelompok dominan dalam adopsi teknologi keuangan digital. Hasil penelitian menunjukkan bahwa risiko finansial memiliki pengaruh negatif signifikan terhadap kepuasan dan loyalitas pelanggan, sementara kualitas layanan berpengaruh positif signifikan terhadap keduanya. Selain itu, kepuasan pelanggan terbukti memediasi hubungan antara risiko finansial dan kualitas layanan terhadap loyalitas pelanggan. Temuan ini memberikan implikasi teoretis dalam pengembangan studi perilaku konsumen digital, serta implikasi praktis bagi penyedia layanan e-wallet untuk meningkatkan kepercayaan, keamanan, dan kualitas layanan guna membangun loyalitas pengguna jangka panjang.Kata Kunci: E-wallet, risiko finansial, kualitas layanan, kepuasan pelanggan, loyalitas pelanggan, fintech, digital behavior. ***** This study aims to analyze the effect of financial risk and service quality on customer satisfaction and loyalty in using e-wallet services in Indonesia. In the rapidly growing digital era, e-wallets are becoming one of the most widely used forms of fintech, but still face challenges in terms of risk perception and service quality perceived by users. This research uses a quantitative approach with a modified SERVQUAL-based Structural Equation Modeling (SEM) method. Data was obtained from a survey of e-wallet users from the millennial generation and Gen Z, as the dominant group in the adoption of digital financial technology. The results show that financial risk has a significant negative effect on customer satisfaction and loyalty, while service quality has a significant positive effect on both. In addition, customer satisfaction is shown to mediate the relationship between financial risk and service quality on customer loyalty. These findings provide theoretical implications in the development of digital consumer behavior studies, as well as practical implications for e-wallet service providers to improve trust, security, and service quality to build long-term user loyalty.Key Word: E-wallet, financial risk, service quality, customer satisfaction, customer loyalty, fintech, digital behavior
